AI Customer Service Assistant: Knowledge and Complaint Escalation
An AI customer-service assistant is only as good as the knowledge you give it and the rules for passing difficult cases to a person. Build a short, reviewed set of answers first, then decide which messages must always go to a human, with complaints at the top of that list.
Start with the knowledge, not the assistant
Gather the questions customers actually ask: delivery, returns, opening times, what is and is not covered. Write each answer once, in plain words, with a date and an owner who will review it. The assistant should answer from this material and say so when it does not know, rather than improvise.
Escalation rules
Some messages should never be left to automation. Agree a list, for example:
- Complaints, or any message expressing anger or distress.
- Requests for refunds, compensation or exceptions.
- Anything involving health, legal or financial matters.
- Repeated contact about the same problem.
When a message matches, the assistant stops, tells the customer a person will respond, and sends you a summary: who, what happened, what has already been said.
Hypothetical worked example
Picture a small online shop selling hand-poured candles. Its knowledge list covers postage options, how to care for a candle and what to do if an item arrives damaged. The assistant answers those questions from the list and quotes the shop’s own wording. If someone writes that a parcel arrived broken, the assistant apologises in approved words, asks for a photo and the order number, and passes the case to the owner without offering a refund. The owner reads every escalation for the first month and updates the list when a new question appears. The shop and details are invented.
Testing
Test with real past messages, plus awkward ones: sarcasm, several questions at once, a question outside the list. Check the assistant admits what it does not know and that escalation triggers every time it should.
Limits
What is achievable depends on the tools and channels you use, the access they allow, the agreed scope and the monitoring you put in place. No instant replies at all hours are promised, and the assistant should not commit you to anything on its own.
Questions people ask
Can it handle complaints?
It should not resolve them. It can acknowledge, gather facts and hand over to you promptly.
How do I keep answers accurate?
Give each answer an owner and a review date, and update the list whenever policies or prices change.
Does it replace a person?
No. It supports routine questions and sends the rest to someone who can decide.

Bring one repeated task. Costs are agreed after the scope is clear, and no result is promised in advance.
